Operational Excellence Through Inclusive Leadership: Delivering on Every Promise

Every operations leader recognises that the true test of excellence comes long after the customer has been onboarded and paying premiums. It is when life unexpectedly changes, and a claim is reported, that one question defines us: Did we keep our promise? That’s where true excellence begins.
Operational excellence has been redefined to how effectively and compassionately we show up for our customers when they need us most. The way we lead, motivate, and empower our teams directly shapes how well we deliver on that promise.
As a woman in leadership and an insurance professional, I have learned that inclusivity is not just a philosophy; it is a business strategy. When every voice in the room is valued, when people feel safe to share their ideas and fears, we prevent crises before they begin. Stephen Covey quotes, “Strength lies in differences, not in similarities.” Belonging makes diversity actionable, and diverse teams outperform when everyone feels valued.
I have also challenged the myth that high performance must come at the expense of humanity. The most effective operating environments I have led are those where accountability and compassion coexist. When a team member can say, “I’m struggling with this process,” without fear, it opens a door to improvement rather than highlighting weakness. We celebrate better claims processing with the same energy we dedicate to revenue targets because both reflect our commitment to customers.
Insurance relies on trust, and customers often turn to us during some of the most difficult moments of their lives, such as after losing a loved one, facing illness, or dealing with uncertainty. If empathy is not part of our everyday way of doing things, we cannot genuinely deliver a wow experience to our customers. It is true that the day one resolution of a complaint isn’t speed but respect.
This Women’s Month, I am reminded of the importance of representation in decision-making. Research consistently shows that diverse leadership improves organizational performance. Women bring perspectives shaped by resilience, the ability to navigate complexities, and the skill of balancing multiple priorities, all at the heart of operations.
